Reporting on First Contact Resolution (FCR)/First Team Resolution (FTR)
I would like to know if anyone has found a way to measure either of the following metrics in TOPdesk:
- First Contact Resolution (FCR)

The percentage of incidents or service requests that are fully resolved during the initial contact with the Service Desk, without requiring follow-up, escalation, or additional interactions.

First Team Resolution (FTR)

The percentage of incidents or service requests resolved by the first support team that receives them, without being reassigned or escalated to another team.

I tried searching the community and found this closed post which contained a suggestion using Selection criteria: First-time resolution rate | Community
Am I right in thinking that there is no out of the box flag that Operators can select to record an FCR?
For FTR, I’ve had a look at the Selection criteria based on the post linked above, but have been unable to produce accurate results, possibly due to the following factors:
- We have three different roles in our IT Service Desk team, each with their own Operator Group.
- Calls logged via Self Service are initially logged to a “pre-triage” Operator Group from which Automations are applied to set specific criteria on the call, including the Operator Group to which the call is assigned.
- We have many specialist support teams across the IT department to which calls can be escalated.
So any logic would need to account for several scenarios, such as:
- A call logged via Self Service will initially be logged to the pre-triage Operator Group, then moved by Automation to the required Operator Group - which could be our Service Desk first line team, who in turn may need to escalate the call to a specialist support team.
All of the information needed to calculate these metrics is contained within the Audit Trail data of each call, but we’ve been advised that the Audit Trail is not data TOPdesk shares in the Odata?
